7) Manager, Service Excellence, February 2004- July 2005: Standard Chartered Bank; Kenya

This role focused on inculcating a service culture at Standard Chartered Bank country wide reporting directly to the Chief Executive Officer.

Achievements attained in this role;

-Best implementation program for the Outserve initiative in Africa.

-Contracted to train the rest of the African countries on its implementation November 2004

In Detail, Areas covered were:

- Market research, to identify the needs of the customer and to create programs and projects that ensured high loyalty scores and in turn higher profits for the bank.

- Process redesign/engineering, Identification of bottle-necks in customer service processes and consequent re-design to deliver quick efficient services and make Standard Chartered Bank a market leader in these areas.

- Complaints management, in this role I set up teams and processes to immediately deal with the capture and resolution of complaints and retain customers and increase profitability for the bank.

- Retention Management, a role that centered on building of customer loyalty based on the strengths of the bank.

- Service Metrics entailed setting up of service measures that were driven by market research to ensure that the services were within or exceeded set turn around times.

- Creating a Service Culture, this role’s primary focus was on management of change for the entire organization. It involved design of programs to instill the importance of a service culture among all staff members and board members.

- Budget Formulation – As per department’s needs, which as well entailed monitoring and setting up of effecting cost reduction processes.

- Training/people management – I was involved in country-wide training in various customer service programs, product development and change management programs.
